What Is Dynamics 365 Customer Service
One Service Desk for Every Channel
Dynamics 365 Customer Service is Microsoft's customer support application, part of the Dynamics 365 customer engagement family. It manages cases, queues, service-level agreements, entitlements and a knowledge base on Microsoft Dataverse, sharing customer records with Dynamics 365 Sales and Field Service. Dynamics 365 Contact Center adds digital and voice channels with unified routing, and Customer Service Premium brings contact centre and case management together in one plan. Copilot and purpose-built agents help agents summarise cases, draft replies and find answers. MageBytes implements Customer Service around your support model, connects it to your ERP and online store, and configures Copilot where it helps.

How We Work
From Service Review to Go-Live
Timelines depend on channels, case volume, integrations and data migration — we confirm them after discovery.
- 1
Service Discovery
We review how requests arrive, who handles them, your service commitments and where customers and agents lose time today.
- 2
Design
Case model, routing, SLAs, channels, knowledge structure and integrations are designed and signed off.
- 3
Configure & Build
Customer Service is configured in a development environment, with channels, portal and integrations built alongside.
- 4
Test & Train
Agents and supervisors test real scenarios across each channel, then complete role-based training.
- 5
Go-Live & Tuning
Cut-over with close support, then routing, SLAs and knowledge refined using the first weeks of live data.
In Depth
Planning Dynamics 365 Customer Service
The choices that decide how quickly agents resolve requests and how much customers can do for themselves.
- Customer Service, Contact Center or Premium?
- Designing routing and SLAs that hold up
- Copilot and service agents
- Giving agents order and product data
- Dynamics 365 or another service platform?
Customer Service, Contact Center or Premium?
Dynamics 365 Customer Service is sold in Professional, Enterprise and Premium plans. Professional suits simpler case management and self-service; Enterprise adds advanced, AI-based service for complex scenarios; Premium brings an integrated contact centre and case management together. Dynamics 365 Contact Center is also sold on its own for digital and voice channels — chat, messaging, SMS, social and voice — with unified routing. Voice calling uses Azure Communication Services, which Microsoft bills separately.
Which one you need depends on your channels and volumes. An email-and-portal service desk rarely needs Contact Center; a team handling live chat and phone calls usually does. Microsoft changes packaging regularly, so we confirm the current options before you commit to licences.
Designing routing and SLAs that hold up
Routing and SLAs are where service desks succeed or struggle. Too many queues and nobody knows where work sits; too few and specialists drown in requests they can't answer. We design routing around a small number of clear rules — product, customer tier, language or skill — and set SLAs that match the commitments in your contracts, with warnings that give supervisors time to act.

Copilot and service agents
Copilot in Customer Service can summarise cases and conversations, suggest replies and answer agent questions from your knowledge base. Microsoft also provides purpose-built agents, including agents for case management, customer intent and knowledge management, that automate parts of the case lifecycle. They run on Copilot Credits — some capacity is included with Customer Service Premium, and more can be bought — and availability depends on region, and they only work well with good knowledge content, so we review both before switching them on.
Where you need customer-facing bots, Copilot Studio agents can answer common questions on your website or portal and hand over to a human agent with the conversation history attached.
Giving agents order and product data
Many service requests are really questions about orders: where is it, can I return it, why was I charged twice. If agents must log into the ERP or store admin to answer, handling time rises. We integrate Customer Service with Business Central, Finance and Supply Chain Management, Magento, Adobe Commerce and Shopify so order status, invoices and returns sit on the customer record.
Dynamics 365 or another service platform?
Dynamics 365 Customer Service suits organisations already using Microsoft 365 and Teams, or Dynamics 365 Sales and Field Service, because cases share the same customer record. Salesforce Service Cloud is a strong alternative for businesses already on Salesforce, HubSpot's service tools suit smaller teams that want something simple, and a custom CRM fits unusual service models. We'll give you an honest comparison based on your channels and volumes.

Yes. We build customer portals on Power Pages where customers can submit cases, check progress and search published knowledge articles, all connected to Dynamics 365.
Copilot features such as case summaries, suggested replies and knowledge answers are available in Customer Service, and Microsoft offers additional service agents. Availability depends on your licences, region and settings, which we review during the project.

Yes. Whether you use a helpdesk tool, Salesforce, an older Dynamics CRM version or a shared inbox, we migrate customers, contacts, open cases, the case history you want to keep and knowledge articles, with trial loads before the final cut-over.
Both apps share the same customer and asset records. A case that needs a site visit can be converted into a work order and scheduled, with the outcome visible back on the case.
